CX Storytime:

When an Amex Fraud Call Becomes a Hero Moment!

Late Friday night, a $1.97 charge hit my business Amex card – a small amount, but enough to raise an eyebrow. By Sunday morning, two more unfamiliar charges appeared – one at 3-something a.m., the other around 6 a.m. I was wide awake and on my laptop at the time, so I knew these weren’t mine. I braced for the frustration of a long, automated maze when I called American Express, but what I got was the exact opposite – a masterclass in customer experience.

From the moment the call began, Amex hit several of the 10 CX Virtues:

  1. Remember Their Name: The agent greeted me by name and acknowledged my 15 years as an Amazon customer without missing a beat. Personal, not robotic – a rare touch in a fraud department.
  2. Listen Like It’s Your Job (Because It Is): She asked only the necessary questions, confirming my card’s physical location and identifying recent transactions without dragging me through a scripted interrogation. She heard me out fully before jumping to conclusions.
  3. Take Ownership, Not Orders: The agent quickly validated my concerns, flagged the fraudulent charges for investigation, and offered immediate next steps without making me prove the obvious or jump through hoops.
  4. Make It Easier Than They Expected: The automated system got me to the right place quickly – no endless menus, no repeated explanations, and no hold time. It accurately captured my concern and transferred me without a hitch.
  5. Use Empathy as the Default Setting: Despite the unsettling nature of a fraud alert, the agent remained calm, listened attentively, and treated my concerns as genuinely important, without rushing or deflecting.
  6. Speak Human, Not Script: The conversation felt natural, not robotic, with clear explanations at every step. It felt like talking to a human, not a transaction.
  7. Do the Small Thing That’s Actually the Big Thing and End on a High Note: Instead of simply canceling my card, the agent expedited a replacement at no extra cost, ensuring my business wouldn’t be disrupted. That small but impactful gesture, combined with the clear and considerate conversation, wrapped the experience up with a sense of relief and reassurance – exactly what you want in a moment of financial stress.

When you can turn a potentially nerve-wracking fraud call into a moment of reassurance, that’s world-class customer experience. It wasn’t a “fun” call, but it left me with a sense of peace, and that counts for a lot in the world of CX.

Amex, you earned your hero status this week, in my eyes at least. Thank you for making a tough moment feel a little less daunting!

Wisdom in Words

“You can’t calm the storm, so stop trying. What you can do is calm yourself. The storm will pass.” – Timber Hawkeye

TIP of the Week

Ditch the Script –

Speak Human, Not Script

Customers aren’t looking for a perfectly polished, scripted response – they want to connect with real people who genuinely care about their needs. The most memorable interactions happen when you break from the corporate script and engage like a human.

Next time you’re helping a customer, set the script aside and focus on being present. Use real words, not canned phrases, and you’ll create moments that stick. Because the best customer service sounds like a conversation, not a call center.

More Than Enough – Lessons from my “No Buy 2025” Resolution

I’m more than a few months into my No Buy 2025 challenge, and what a revelation it’s been. My goal was simple — to buy no new clothes, shoes, cosmetics, perfumes, or bags this year, with a small exception for gifts. Birthdays and Mother’s Day came and went, and I accepted a few thoughtful items, but otherwise, I’ve stuck to my commitment.

And here’s what I discovered: my entire wardrobe, and the world around me!

It’s amazing what you find when you stop looking for something new. In those long-forgotten corners of my closet, I rediscovered pieces I loved but hadn’t worn in ages, items still with their tags, and the timeless classics that never go out of style. I’ve had fun pairing pieces in fresh ways, experimenting with combinations, and, most importantly, appreciating the quality and craftsmanship of what I already own.

Bags? I’ve started pulling them out and matching them to my outfits, letting contrasting colors add that perfect pop. And shoes? I’ve rediscovered the comfort of broken-in favorites and the height of summer wedges that I once stashed away. It’s like meeting old friends and remembering why you loved them in the first place.

And it wasn’t just clothes. I took stock of my books, finding about a dozen that I’d bought or been gifted but never cracked open — each still promising new lessons and exciting journeys. Now, they’re lined up for backyard and beach chair reading, waiting for their time in the sun.

The best part? Wearing an outfit that looks stunning and still gets a ton of compliments for its uniqueness — because it’s not something anyone can just walk over and buy off a rack this season. Truly refreshing, and zero regrets. Now a few of my close friends think I’m nuts (well, they’re right about that) and I’m likely not going to get invited to shop upstate at the Woodbury commons. Truth is, I’m perfectly fine with holding onto a wad of cash to enjoy on new “experiences” and not just material things. Less is definitely more, and more of all the right things, for me at least.

The caveat: don’t tempt fate. Skip the mall, even for window shopping. Trust me — it’s worth it.
