From Zero to Hero:

The Moment of Truth we all face

We all have our moments. The ones where we feel let down, overlooked, or disappointed by a service we trusted. For me, that moment came during a recent vacation, a much-needed break that came with high expectations, but delivered a cascade of missteps once I arrived.

I already shared some of that with you in last week's edition, so I'll spare you the full inventory, but by the time I sat at my gate for the return flight, I’d jotted down 36 one-liners: 7 good, 20 bad, and 9 downright ugly. It was fresh, it was raw, and it would’ve made a juicy Tripadvisor post. My first instinct? Share it. Warn others. Drop a brutal but honest review that might steer someone else in a better direction.

But then I paused.

Sure, that would’ve felt good in the moment, cathartic, even. But would it change anything? Would it make the resort better? Or would it just inflict reputational damage while the real issues remained?

So instead, I chose a different path. I drafted a message, comprehensive, constructive, and specific, rooted in what I saw, felt, and believed could be improved. I waited until morning (another personal rule: never send anything important while you’re still emotionally charged), and then hit send.

To my surprise, I got a response from the VP of Resort Operations that same day. He wanted to speak with me directly. And when we spoke, something even more surprising happened: he listened. Not performatively. Not defensively. But with real curiosity, humility, and purpose.

There were no canned apologies. No corporate jargon. Just a thoughtful leader on the other end of the line, fully engaged. He acknowledged what had gone wrong. He took responsibility. And he made it clear, not just through words, but tone and intent, that he wanted to make it right. He even offered to personally assist with future travel plans. That’s rare.

And here’s the truth: he didn’t have to do any of that. But in doing so, he turned a zero moment into a hero opportunity.

This wasn’t about overcompensating. It wasn’t about freebies or future discounts. It was about something far more valuable: accountability, empathy, and authentic leadership. And it reminded me of something every customer faces in these moments of disappointment:

We can choose to stew, or we can choose to shape.

We can be part of the outrage, or part of the change.

In a world increasingly fueled by anonymous reviews and public takedowns, I’m advocating for something simpler: a direct conversation. The kind where real change is possible, if someone’s willing to listen.

This week, I’m choosing to celebrate the kind of leadership that leans in, owns the problem, and gets to work. The kind that reminds us that even in our worst service moments, there’s always a path back to trust.

Because hero moments aren’t just made by customers.

Sometimes, they’re made by the leaders who care enough to try.

But one honest voice can help save your reputation.

I’d love to hear your thoughts. what's an experience you championed improving, and what did it take to open eyes to the change that was needed? Do write to me and let's brainstorm together on how to celebrate these, or on ways we can improve them!

Wisdom in Words

"Words are like matches, harmless when held with care, but reckless ones can set a room on fire.” -Nora Osman

TIP of the Week

Words to Build, not Break

When something goes wrong, your words can either fan the flames or open the door.

Before you vent publicly, pause.

Ask yourself:

Is this going to fix the issue, or fuel it?

Use your voice to be clear, not cruel. Direct, not destructive.

Sometimes the biggest breakthroughs happen when you speak with intention, not indignation.

The right words, shared the right way, can spark real change.

When the Shade is Gone

Last week, I woke up to the sound of a chainsaw. At first, I thought my neighbor was trimming the overgrown branches of their old Maple tree. But as the noise continued, I peeked outside, and saw it coming down, limb by limb.

That tree had stood for over 85 years. It shaded a large part of our yard, housed birds, and had become a landmark on our street. While I’d often wished for a trim, it shed constantly, it was still a bittersweet sight. The end of something familiar.

But then, something beautiful happened.

Light poured in.

The space opened up in ways I hadn’t imagined. The two fruit trees in our yard, once struggling in the shade, might finally thrive. Cleanup would be easier. Our space felt renewed.

And then I remembered: when we removed trees in the past, we didn’t subtract, we multiplied. We planted 4 fruit trees, 2 flowering trees, 6 evergreens. More beauty. More purpose.

Sometimes, what feels like a loss is just the clearing needed for light, growth, and renewal.

What do you do to turn a negative into a positive? How do you look at the glass as half full and not half empty? Tell me about it! Let's share and learn together.
