Hero Moment – The Mastery of Michael’s Listening

There’s a saying in customer experience that listening is more than just hearing — it’s about tuning in, understanding, and making a genuine connection. And if you’re lucky, you might cross paths with someone who takes this to a whole new level. For me, that someone was Michael.

About two months ago, my son and I were out for a casual dinner at Seasons 52. It was an odd Tuesday night — nothing special, just a chance to catch up over a decent meal — but it became a memorable experience because of one person.

As someone who’s been on both sides of the table — as a customer and as a waitress in my earlier years — I know the drill. Servers are trained to take orders, check in, and drop off the check, all while managing a hundred small details in a buzzing dining room. They’re also taught to diffuse conflicts, call for a manager when things go sideways, and keep the pace flowing. But Michael was different. He wasn’t just following the script. He was the script.

From the moment he introduced himself, he brought a sense of calm to our table. Despite the full house, he had this way of making us feel like we were his only guests. He leaned in when we spoke, made eye contact that didn’t wander, and used hand gestures that felt less like a routine and more like a personal connection. He listened — really listened.

When we mentioned our dietary preferences, he didn’t just nod and move on. He asked follow-up questions, recommended specific alternatives, and even suggested dishes based on what we casually mentioned we were in the mood for. It was like having our own personal food concierge for the evening. He checked in at the perfect moments, never too early, never too late, and even anticipated small needs like extra napkins and sauces without being asked.

At one point, he gave us a heads-up about an entree that might take a little extra time, clearly invested in making sure our experience wasn’t just good but exceptional. My son was impressed, calling him by name each time he stopped by, something he never usually does. Michael had become more than just our server — he was our host, our guide, our friend for the night.

And it hit me: this wasn’t the Four Seasons, and we weren’t sitting in a Michelin-starred restaurant. This was a mid-scale dining chain, and yet, Michael made it feel like a special occasion. At one point, I even leaned over to my son and whispered, “This guy can’t be real. He’s too perfect. He might be an alien!”

What Michael did was more than just listening for accuracy. He listened to understand. He took our cues, read our vibe, and made us feel seen and heard in a way that few ever do. He connected with us on a human level, making us feel like long-time regulars, even if it was our first time meeting him. And when he told us, “I know how important quality time spent with family is, and I just want to make sure you have that while here. It’s my pleasure to be part of that,” it was clear that he truly meant it.

Listening is a superpower, and the skill required to develop it is real. It takes concerted effort but also a pure intention. People (and your customers) know when you’re really listening...and nothing touches their hearts more than the totality of your time and attention.

Wisdom in Words

"The most basic of all human needs is the need to understand and be understood. The best way to understand people is to listen to them.” – Ralph Nichols

TIP of the Week

Tackle the Junk Drawer of CX

Listening isn’t just about hearing words — it’s about truly understanding the person speaking. Here’s how to flex that muscle:

  1. Ask Questions. Show genuine curiosity by asking thoughtful follow-ups. Dive deeper with prompts like, “Tell me more...” or “Go on...” to invite the full story.
  2. Check for Clarity. Paraphrase what you heard to confirm you got it right. “Just to make sure I understood you correctly...” or “So what you’re saying is...” can go a long way in building trust.
  3. Be Present. Put distractions aside, make eye contact, and focus fully on the person in front of you. They’ll feel it, and it makes all the difference.

Listening is a superpower, but like any muscle, it needs regular exercise. The more you practice, the more natural it becomes — and the deeper the connections you’ll create.

Shriveling Existence to 10x Growth- a Gardening Lesson

My first Hydrangea- August 2013 photo, post Apple tree planting

Over the past week, I found myself tending to my garden and my mother’s garden, both just a few steps apart. I’ve been gardening for 28 years — nearly as long as I’ve owned a home — and I’ve come to see it as both teacher and therapist. It’s where I reconnect, learn, and place my faith in the future.

One of the first plants I ever put in the ground was a vibrant, bluish-purple hydrangea. I remember the day I dug that hole, imagining how it would grow and stand as a statement piece in the corner of my yard. It did — for a while. But as my family grew, so did my gardening ambitions. I added fruit trees and vegetables, planting a Granny Smith apple tree just behind that hydrangea.

It was a mistake.

Within a few years, the apple tree filled out, leaning toward the sun and shading the hydrangea completely. Season after season, the once-flourishing bush faded into the background, its vibrant blooms reduced to a few struggling buds, and then...nothing. For nearly a decade, I puzzled over it — was it pruning? Pests? Some hidden disease?

Then it hit me — this hydrangea had been starved of light and nutrients, stuck in the shadow of a much bigger, hungrier tree.

I had a choice. Let it remain in the shadows, remove the tree entirely, or try to give the hydrangea a fresh start. I chose the latter.

Digging it up, though, was no small feat. The roots clung tightly, and with each shovel thrust, the bush fractured into ten separate pieces. I paused, wondering if I’d just killed it completely. But then I realized I had an opportunity — not just to salvage the original plant, but to multiply its potential.

So I took those ten fragments and planted them in the sunniest part of my mother’s garden, where the soil is rich and the sprinklers run frequently. And wouldn’t you know it, they’re not just surviving — they’re thriving. Each piece is now its own independent hydrangea, reaching for the sun and spreading new leaves.

It’s a reminder that sometimes our failures carry hidden potential. What seems like a loss can become a tenfold gain with the right environment and a bit of faith.
