Baskets gifted, experiences missed

I had a full-on Hero to Zero customer experience moment last month, and it’s a perfect example of how goodwill gets built and then quietly undone.

I was ordering gift baskets for clients. Holiday gestures. Thank-you gifts. The things vendors do as part of the relationship. And I genuinely care about getting these moments right.

At first, this company nailed it. The website was clean and easy to navigate, the selection was solid, pricing was fair (not cheap), personalization was simple, checkout was smooth, and delivery options were clear, including expedited shipping I didn’t even need.

It was shaping up to be a hero moment.

Then things started to slide. I ordered on a Thursday assuming delivery would land the following Monday. Instead, the package arrived Friday after hours. Faster than expected, but not better. There were perishables inside, which meant the gift sat over the weekend before the client received it. Not catastrophic, but not ideal.

And then came the ugly.

I started receiving automated messages telling me I had left items in my cart and needed to check out, even though I had already paid and received confirmation emails. Confusing, but manageable, until I realized there was a rewards points system.

I had made two sizable purchases. Those points mattered. Except I was never prompted to create an account during checkout. When I created one afterward, the points didn’t transfer. Support told me the accounts would “sync.” They didn’t.

I followed every step they asked me to take. I connected email, opted into texts, linked social accounts. Now I’m getting marketing from every direction, but still no resolution. Two weeks later, nothing.

The kicker? I’m now receiving marketing from two different profiles, each showing a different points balance, tied to two different email addresses. Same customer. Same purchases. Different systems. Different math.

When you spend hundreds of dollars and miss a step you were never clearly guided to take, fixing it should not be this hard. This is how hero moments quietly turn into zero moments. Not because the product was bad or the people were rude, but because the experience was fragmented, unowned, and overly automated.

Here’s how this could have stayed a hero moment:

  • Prompt account creation before checkout when rewards are involved.
  • Do not allow duplicate customer profiles without clear visibility or linkage.
  • Ensure marketing automation reflects actual transaction status.
  • Remember that faster is not always better, especially with perishables.
  • When automation fails, assign human ownership immediately.
  • Never trade customer goodwill for forced data capture.
  • Make loyalty feel earned, not fought for.

Customer experience isn’t about big gestures. It’s about continuity, clarity, and ownership when things go sideways. That’s the difference between a hero moment and a zero one. What's a delightful to doozie moment you want to share? Tell me about it...or let's fix some together.

Wisdom in Words

“If you don’t have time to do it right, when will you have time to do it over?" -John Wooden

3 Questions- Ask them!

Before you launch, automate, or “just get it out the door,” pause and ask these 3 questions:

1.What could go wrong if this works exactly as designed?

2.Where might the customer get confused, stuck, or surprised?

3.If something does go wrong, how easy is it for a human to fix it?

Answer these questions, fix it, and find peace!

Branding is not a logo. It is a feeling you carry home

Forrester’s 2025 Global Customer Experience Index reinforces what many leaders are feeling firsthand: customer experience quality continues to stagnate or decline, with roughly 25% of U.S. brands seeing CX scores fall, while only a small percentage improved. While the full report is available to Forrester subscribers, even the published findings highlight a clear pattern. When experiences are fragmented across systems and teams, customers feel the disconnect regardless of intent. Access the excerpt here.

Inspiration Corner

Start simple. Never forget solid and scalable.

There is no shortcut to fixing something complicated. Sometimes the only real solution is time.

Over the weekend, I finally tackled a technology reset that had been quietly draining me for months. One of those “good enough until it isn’t” situations. As a solopreneur, I relied on Apple Notes to capture meetings, ideas, and action items. Simple. Fast. Familiar.

Until it stopped scaling.

After hundreds of notes, finding anything became guesswork. Searches were unreliable. Context was lost. And no matter what I tried, it was never going to grow with me.

Ironically, I already had the right tool. Microsoft OneNote. I just avoided it because moving everything felt painful. And it was. Setting up structure, creating indexes, manually porting hundreds of notes, validating them, and then deleting the originals took time. No shortcuts. No automation. Just focused effort.

But the result? Clarity. Organization. Momentum.

It reinforced something I believe deeply: simple comes first, but it must become solid and scalable. What worked before can outgrow you, and that is not failure. It is evolution.

Hard work is hard. But ahhh, the reward in the end? Priceless.

What' something painful you've been putting off forever? Tell me about it! Maybe we can get over that hump together. :)
